An SLA Is a Promise, Not Just a Warehouse Metric

Customers do not care that your dashboard was green if their order was late.

Service-level agreements get treated like warehouse math. But an SLA is the operational version of a promise. It links what marketing sells, what support says, and what operations can reliably deliver.

A metric matters only when it changes action before the promise breaks.

Define the clock

Specify when the SLA starts, what pauses it, what completion means, and which exceptions are excluded. Vague clocks produce fake performance.

Measure aging, not just averages

Averages hide abandoned work. Track the oldest items and the distribution across time buckets.

Create an intervention point

Do not wait for a miss. Decide when at-risk work changes priority, gets escalated, or triggers customer communication.

Connect misses to recovery

When the business breaks a promise, support needs authority and a playbook to make the customer whole.
